I recently heard a story from a friend who is also in the property management business about an apartment community that was promoting an early renewal contest. The community sent out flyers telling residents that if they signed renewal papers early, they would be entered into a raffle. So a resident excitedly entered the leasing office early with his paperwork and, as my friend stated, “that’s 12 more months of rent right there” and their office associate begrudgingly took the paperwork, almost as if not interested in dealing with this obviously-satisfied-enough-to-renew-for-another-12-months resident, that there was not even a smile on his face and didn’t even mention the contest until the resident asked about his raffle ticket.

I understand that sometimes we as property management communities forget that our every day job is the same place that our residents want to look forward to coming home to after a hard day of school or work. I can even think back to times when I was really tired and busy and would lose sight of the fact that where I work is where people live, their home, the place they chose to live (and renew) among the hundreds of others, but even then I can’t remember being annoyed and ungrateful when they brought their renewal paperwork back or got excited about a contest or event (especially because sometimes it took a lot of work on my part to get that renewal paperwork back!). The fact that they got excited about contests and events was often the motivation I would need to get back on the spirit train.

I visit on-site teams now to help them think of new ways to involve residents in the community, and more and more I hear them tell me that their residents don’t want to be involved or aren’t interested in the community experience. And I honestly started to believe it. Then I hear a story like this, and it makes me think: If when they are excited and motivated enough to participate, they are then let down by feeling like they are being bothersome, it’s no wonder they “don’t want to participate”. Just as we would not want to go home to someone who’s miserable to have us there, neither do our residents and it just might mean they go elsewhere where they are appreciated.

While I will not naively believe that every resident will get excited about or become involved in every community activity that is presented to them, that story helped me to regain that spirit and confidence in the importance of resident appreciation and community activities and I hope to motivate our teams to get back that spirit instead of giving up.

I would love some advice and even some great stories that I can share to help others regain their spirit and motivate them to continue to think outside the box and create a living experience that is truly memorable for their residents.

Marketing Apartment QuestionsSeth penned a great piece on turning the focus around: Speaking when they care (reorganizing the economics and attitude of customer service). A quick quote defines the importance of doing so.

That means that if your organization has a stall, deny and avoid policy when it comes to customer interaction, you will almost certainly be defeated if a competitor comes up with a scalable way to delight.

Front Door 

As marketers, we have an innate need to drive traffic. We are called on by legions of apartment property managers and C-level executives who are more times than not shouting the mantra – “We need more traffic.” “What are you doing to drive more traffic?”

Back Door

My new (but not really new) mantra back – “What are you doing to serve the people who live in your community today?” “When is the last time you talked to someone who toured your apartment community or lives in your community today?” “Have you taken time to define the interests of the people who live in your community?”

Action Item

Make it an absolute never dying over the top habit of calling one person who has any association with your community(ies) every single day of the work week. Or, for you one-hundred and ten-percenter(s) out there – call them on the weekend. Do it without fail.

One Question

Ask them one question – Would you refer us to your friends? And, let the conversation flow from there…

Multifamily Monday: Empathetic Listening

Active Listening

I love Monday – one of my favorite days of he week.

Today, we are doing a down and dirty lesson on empathetic listening or a fancy way of saying – pay attention. Empathetic listen is active listening or seeking first to understand and then to be understood. The goal being two-fold – listen on an emotional level as well as a cognitive level. In other words you aim to get a sense of how they feel and what they are thinking. And, remember empathy is not sympathy. Empathy speaks from experience; sympathy is there in support of.

Active ListeningTwo Questions – Going Deep

When communicating with any one of your apartment residents over any issue, good or bad, use the following two questions to go deeper. If they are in your office complaining about a leaky faucet for the third time this week [and, presupposing you have experienced a persistent leaking faucet in your lifetime], stop and listen. Once they are done talking ask, “how does that make you feel. Or, suggest, “I can imagine that makes feel very frustrated or angry.

It seems obvious but many times, in our haste to get the cranky people out of our office, we don’t take time to validate their feelings. Guess what, that makes a person even more frustrated or angry. All that most people are after is an outlet to vent their anger, frustration or the such and they want the problem fixed. That is where the second question comes in. It is more cognitive in nature.

At the end of understanding their emotion; repeat the reason for the anger or frustration; “I see Mr. Ineedamyfaucetfixed; this is the third time this week you have been in to report your leaky faucet. Our service person has been over two times and still you have a leaky faucet. It bugs you because you are a light sleeper and the persistent drip against the aluminum sink keeps you up. And, you don’t think you should have to put a cup or a rag under the drip to soften the sound. You just want it fixed.”

Multifamily Monday: Empathy – Care

“People don’t care how much you know until they know how much you care.” – Origin not 100% known.

Empathy – Care

Empathy can be defined as having the ability to relate. For example, if you are speaking to someone who lives in your apartment community about their son’s soccer game over the weekend and you have a son that plays soccer – you can empathize. And, empathy is the perfect foundation for caring.

If you can empathize – you can care. And, when you care people will respond.

Take the time today to reach out and initiate some conversation. Be it with people you work with and for or with the people who you serve and that serve you in return.

Don’t accept the canned answers and don’t ask canned questions. Let the weather take care of itself. That is the easy stuff.

Ask deeper questions and if your weekend sucked – say so. Don’t be surprised if your audience can relate.

My Boss is Killing Me

Make note of everything you hate about the ledership style of your current boss and commit to never doing any of it when you have the chance to seize your opportunity to lead. – Tom Peters Paraphrase

It doesn’t necessarily mean that they are bad people but every property management professional has come home professing; “My bosss is killling me!” We have all been on the downside of that kind of environment/culture. And, there is more truth in that statment than you might realize. Their is a literal mountain of research on the subject of negativity and it’s effect on workplace productivity. Chief reasons being: ill health, lack of moral, tardiness/absenteeism, motivation, wherewithal or outright spite. It’s just a fact; working for a bad leader [Read: Bully]  just sucks. Pardon the slang.

There is Hope Out There

I recall many an instance in my journey through the leadership ranks where I preceived my supervisor/boss [I really have a distaste for both of those words as I see leadership/work as a collaborative concept not an up down or up down concept] to be an absolute debbie downer. And, under alternative circumstances I might have caved to the pressure and walked or worse yet undermined his authority in a spiteful way.

Tom Peters Rocks The Apartment World

Enter Tom Peters – I am a raging fan of TP and all of his exclamation point advice. Chief among it the advice that lead this post. Twelve years ago I vowed never to lead people the way I was being lead at that time in my career. That is not to suggest that I have not taken my lumps over the years but rather to say that it has worked in large part.  The premise being creating a postive work environment that people cherish and rave about. Knowing that people want to be a part of something bigger than self and working to align that with their personal motives. Understanding that the chief reason for the existence of business organizations is to support the poeple that support it.

Interrupting our Regularly Scheduled Program

I’ve been through a tough season as of late; just crushed by the weight of budget season, one of our RM’s leaving, the search for a replacement  and trying to run a business. I am coming out of it now brusied, scathed and inspired. Inspired by a greeat boss/supervisor  - [Read: one who gets it].

As such I am reaching back to the roots of my inspirations – books, speeches, inspiring videos, letters, cards and gifts from those who have moved me and those I have moved. And, I am pumped.

All that to say that I am going to do my best to create a Monday Morning Minute that rocks your socks. Or, more realistically put, something that gives you pause for thought and inspiration to give some feedback in the comment seciton below.

Let’s smash 2012 and create some stuff that puts a dent in the multifamily universe.

As we roll across the finish line; I feel a sense of discipline having set in. I find myself looking forward to sitting down at the keyboard to punch out a few words before I get my day started or to put a nice end cap on it before I lay to sleep. Either way it’s been a great way to recall some memories, formulate some new business and life strategies and dream a little to top it off.

Multifamily Challenge

Many are misunderstood in this world, even the simpletons. I think the message central to every prompt along this thirty day journey has been to be your best and authentic self in light of the difficult circumstances that crop up from time to time. Context and content are teachers that build character. And character fuels your emotional fortitude so that you might when adversities strike. And, they will strike, to be sure.

In parting – my encouragement to each of you is to partake in your own #trust30 challenge be it this or one of personal prompting. Do something that gives cause for you to write everyday for thirty days straight. Do it on or offline as it’s not the platform that matters but rather the person(s) you further along their given line in this life. And, don’t be afraid to be misunderstood -

My short answer to this question is higher the best people and do it quickly. Many times the shortcomings I experience are a result of my own willingness to take on more than I can handle without evaluating my capacity first.

I 100% that peace is an inside job and to the extent you can do away with the compare and contrast of the next guy/gal, car, house, job etc…; the more peace you will have.

Multifamily Social Media Land Grab

I can recall in the not to distant past where I became very very wrapped up in the social media land grab. It sent me into on of the most mentally tiring times I can recall. I threw principles like, discipline, patience and resource right out the window. I spent some very crazy hours posting, tweeting, etc. Don’t get me wrong, I learned a lot but I sacrificed a lot as well.

It’s in what I lost that I give advice related today’s quote.

Pace yourself and focus your attention on what you are and or what you are becoming as a result of where and with who you spend your time in lieu of dominating the platforms and tools.

I read somewhere that you become like the seven people you hang around most and the books you read. I am certain there are more things that influence you but these two are fairly fundamental. And, I believe the quote to be true. So, choose wisely.

I kind of feel like Jerry McGuire right about now.

I can’t help but to call upon the great Tom Peters for this exercise. Back in 2006 I drew from Tom’s: The PSF is Everything! Manifesto to re-imagine the way we did business in Portland. I had just inherited the Regional Manager role where I was responsible for managing fourteen properties consisting of over 5000 units spread over five sub-markets. It was a daunting task and I had no illusions that I could run the deal by myself. I knew it would take the collective efforts of our 100+ people as lead by eleven site managers. It was a bonus that they were the best in business.

If given the charge today to chart the course for the next 12 months and beyond; I would break it down just like we did back in 2006.

  • Enhance Work & The Legacy
  • Enhance Firm & The Brand
  • Enhance Employee Commitments
  • Enhance Resident Commitments

I would assign our top talent to each of these four over-riding areas. The task? To Develop the next generation of Mills Properties. It would be on each team [with as little guidance as possible] to come up with amazing over the top and executable strategies to create excellence.

Enhance Work & The Legacy

People want to be a part of something bigger than self. And, it all starts inside with the innate need to move character. It starts with a
company that is convinced that organizations are put in place to serve the people that serve it. It stars with mission, vision, strategy and values. As such we would take action on the following:

  • Get a crystal clear point of view

  • Create a culture where ‘Stretch is Routine’

That’s it! That would be my framework for the next twelve months. After that year we would go on an EXECUTION and IMPLEMENTATION QUEST! It would be a No Holds Barred Journey into Compelling, Over the Top, Amazing and downright Stunning Achievement!
